How to make a complaint

Send your complaint in writing by email or post, including your contact details, the organisation or audit concerned, what happened and any supporting evidence. You may also call us and we will record the details with you.

What happens next

  • We acknowledge your complaint within five working days.
  • We confirm whether it relates to our certification activities and, if so, take responsibility for handling it.
  • A person independent of the matter investigates and gathers the information needed.
  • We decide on any corrections or corrective actions and tell you the outcome in writing.
  • Where possible, we aim to complete this within thirty working days.

Appealing a certification decision

If you disagree with a decision to refuse, suspend, reduce or withdraw certification, you can appeal. Write to us within thirty days of the decision, setting out your reasons and evidence. Your appeal is reviewed by people not involved in the original audit or decision, and you will receive a written outcome with the reasons for it.

Complaints about certified organisations

If you believe an organisation certified by Hexa is not meeting its obligations under the standard, please tell us. We will assess whether the matter relates to the certified management system and take proportionate action, which may include raising it with the organisation or reviewing it at a special or scheduled audit.

Our commitments

  • Every complaint and appeal is recorded and tracked to closure.
  • Decisions are made, or reviewed and approved, by people not involved in the original activity.
  • Raising a complaint or appeal will never lead to discriminatory treatment.
  • Trends are reviewed by management and the impartiality committee to improve how we work.

Our certification team answers within one working day.

Ask the team
  • What is the difference between a complaint and an appeal?

A complaint is an expression of dissatisfaction about our activities or about a certified organisation. An appeal is a formal request to reconsider a certification decision, such as refusal, suspension or withdrawal of certification.

  • Who can make a complaint?

Anyone. Clients, their customers, members of the public and other interested parties can raise a complaint about Hexa or about an organisation holding a Hexa certificate.

  • How long does it take to resolve a complaint?

We acknowledge complaints within five working days and aim to give a full response within thirty working days. If an investigation will take longer, we tell you why and when to expect an outcome.

  • Who investigates?

Complaints and appeals are investigated by competent people who were not involved in the audit or decision concerned. This keeps the review objective.

  • Will my complaint be kept confidential?

Yes. Details are shared only with those who need them to investigate. If a complaint concerns a certified client, we discuss with you what, if anything, can be disclosed to that client.

  • Can I complain about a certified organisation?

Yes. If you believe an organisation holding our certificate is not meeting the standard, tell us. We will consider whether the complaint relates to the certified management system and may raise it with the organisation or at its next audit.

  • Is there a time limit for appeals?

Appeals should be submitted within thirty days of the decision being communicated, giving the reasons for the appeal and any supporting evidence.

  • Will I face any disadvantage for complaining or appealing?

No. Submitting a complaint or appeal never results in discriminatory action against the person or organisation making it.
